Not always. A next-best-action (NBA) engine is useful in SaaS when you have enough customer behavior, data, and operational maturity to make personalized decisions at scale. But many SaaS companies don’t need a full NBA engine, and can get most of the value with simpler rules, lifecycle automation, or scoring models.
You probably need NBA if:
- You have lots of customers/users and manual decisioning no longer scales.
- Customer journeys are complex with many possible actions:
- onboarding nudges
- expansion prompts
- churn prevention
- feature adoption
- support escalation
- You want to personalize actions based on behavior, account context, and product usage.
- You already have:
- reliable event data
- CRM/customer success tooling
- experimentation capabilities
- someone to own models/rules and outcomes
You may not need it if:
- You’re early-stage and your motions are still simple.
- A few well-designed lifecycle triggers cover most cases.
- Your team can handle decisions manually or via basic automation.
- You don’t yet have enough data to choose actions confidently.
- The cost/complexity of building and maintaining it outweighs the benefit.
A practical way to think about it
Start with this progression:
- Rules-based automation
- “If user hasn’t activated X in 7 days, send email Y.”
- Segmentation + scoring
- Different actions for trial users, admins, power users, at-risk accounts.
- Decisioning / NBA
- Pick the best action among multiple options using context and outcome data.
Good reasons to build NBA
- You’re running multiple plays for the same user/account and need to choose one.
- Actions compete for attention and you want to optimize conversion, retention, expansion, or support deflection.
- You have enough volume to learn which action works best for which segment.
- Customer-facing teams need consistent recommendations across channels.
Rule of thumb
If your main problem is “we need automation”, NBA is probably too much.
If your main problem is “we have many possible actions and need to choose the best one per customer in real time”, NBA may be worth it.
